Description:

The scope of services required involves supporting the States Field Operations (FO), Family Assistance Service Center (FASC) and other FA related operations (the “Services”). Vendor warrants that Vendor is authorized to provide, and the State is authorized to receive and use, all services and deliverables provided under this agreement. Vendor warrants that its services will be performed in a good and workmanlike manner and that all services and deliverables will materially comply with their applicable specifications. At no additional cost to the State, Vendor shall reperform any work not materially in compliance with this warranty which is brought to its attention within thirty (30) days after the work has been performed. Without limiting the foregoing, Vendor shall provide the services detailed below to the Tennessee Department of Human Services (“State”). Vendor shall also work with other domains within the State that are responsible for progressing a variety of modernization and process efficiency efforts.

2. Work Activities:

Vendor shall support the State in progressing a range of modernization initiatives, with the primary work split into two areas: county migrations to NICE InContact platform; and operating model transformation as further detailed below.

2.1 COUNTY MIGRATIONS TO NICE IN CONTACT. Vendor shall provide the following services:

a. Discovery: work with FA leadership to identify the counties that are targeted to move to the NICE in Contact platform. Understand requirements on architecture & telephony, customer and agent experience, and legacy tool sunset timing to drive implementation timeline.

b. Design: update designs as part of FASC operations and amend to support new county onboarding. Collaborate and iterate on design throughout build and test as requirements change or enhancements are needed.

c. Build: work with engineers to build contact flows as part of county on boarding. Configure for appropriate integrations, routing, self-service and reporting.

d. Test: create quality assurance strategy and plan, support with migration between environment, support with user acceptance testing, prioritize testing outcomes for iterative enhancements; and

e. Deploy / Support: Deploy systems, organize a cadence of monitoring and gathering feedback, and utilize prioritization framework. Vendor shall ensure that each county indicated by the State is successfully migrated to NICE In Contact platform during the

Term of this agreement, and shall provide necessary fixes and enhancements at no additional cost to the State.

2.2 OPERATING MODEL TRANSFORMATION. Vendor shall provide the following services:

a. Help define and document standardized processes to support how FASC operates around training, quality, reporting, and performance, and

b. Define how FASC will connect with level 1 support team being considered as part of One DHS Initiative. Vendor shall document all business and technical requirements for the FASC for One DHS Initiative.

3. Staffing

Vendor shall provide the following resources to support delivery of services under this work effort. As an independent contractor, Vendor shall exercise control over Vendorss employees and subcontractors.
